I’ve been asking that question my whole career.

And for the past decade, my own family has been living the answer.

We have returned to the same luxury property every year for ten years. Not because of a program. Not because of a promotion. Because of how it feels to walk back through that door — and because something about that place has become part of how we mark time together.

Then one year, a few weeks after we returned home, a small package arrived. And something shifted in how I understood the business of loyalty.

It wasn’t the gift itself. It was the timing. It was the proof that the property was still thinking about us — not to sell us something, not to remind us to book again, but simply because we had mattered to them. In that moment I realized that the most underleveraged asset in luxury hospitality isn’t the arrival experience or the room quality or the service standards. It’s the weeks and months after departure, when emotional connection is still live — and almost every property goes completely silent.

That silence is a choice. And it doesn’t have to be.

I came to this understanding through decades of work in relationship marketing. At Carlson Marketing, one of the world’s leading loyalty agencies, I learned the structural difference between rewarding behavior and creating belonging. Points reward behavior. One-to-one marketing — when it’s executed with genuine intention — creates belonging. That distinction became the foundation of everything I’ve built since.

I also spent years in brand and community building — developing some of the earliest large-scale online communities at a time when no one had a playbook for how human connection works at scale. What I learned then still holds: people don’t connect because of a platform or a program. They connect because someone decided to pay consistent, personal attention.
